    The Building Blocks of a High-Performing Contact Center

    A high-performing contact center delivers superior CX through interconnected people, processes, information, and technology that enable organizations to drive faster, more consistent, and more personalized communications across channels that customers prefer. Modern contact center software provides the necessary tools that allow businesses to connect with customers through multiple communication channels and improve agent performance in the process.

    Omnichannel communication

    First and foremost, a high-performing contact center should have a solid omnichannel communication platform. For starters, it provides the ability to offer a consistent experience across communication channels. Some customers prefer to interact with companies via social media, while others like using email or chat. Either way, customers should not have to repeat the same information several times over different channels.

    An omnichannel contact center aims to unify interactions so that customers can switch between channels seamlessly. It also allows for conversation history visibility, meaning that if a customer starts chatting and calls the next day, the call center agent can view the chat history. Unlike multichannel, omnichannel platforms ensure context visibility and eliminate back-and-forth conversations, minimizing call transfers.

    CRM integration

    Second, a CRM-integrated contact center is a must-have for companies that want to provide consistent and personalized experiences to their customers. This is mainly because when customers call or message, agents can instantly pull the conversation history or related information from the integrated CRM system. This feature, otherwise known as screen popping, comes in handy when dealing with frequent customers since it eliminates the need for agents to dig through a sea of data to find relevant information.

    Having the CRM integrated with the contact center allows organizations to reduce manual data entry and improve agent performance when communicating with customers. It is advisable to go for contact center software that has native CRM integration or offers APIs to ensure that the process is smooth and seamless.

    Conversational AI and virtual agents

    Ninth, contact centers should leverage AI and virtual agents to handle simple customer requests so that human agents can focus on more complex issues. Virtual agents are useful in engaging customers in conversations, asking qualifying questions, and providing responses based on pre-set parameters. Some contact center software also offers AI bots that can perform authentication and capture relevant information before transferring the conversation to an agent. In addition, virtual agents can be used to provide conversation summaries to agents handling transferred calls, thus eliminating the need for callers to repeat themselves.

    While conversational AI is a powerful tool, it is important that contact centers provide a seamless transition to human agents when the need arises. As much as possible, companies should strive to provide an end-to-end chat experience so that customers are not frustrated having to switch between bots and humans. Ideally, the AI should be able to transfer the conversation or send an email with conversation transcripts to the appropriate agent or department, depending on the severity and nature of the problem.

    Intelligent call routing

    Third, a high-performing contact center should be able to route calls intelligently. It accomplishes this by using Automatic Call Distribution (ACD) features based on customer history, skills, and other factors to route calls to the most appropriate agents. Intelligent call routing is important because it enables contact centers to optimize resources, improve first-call resolution rates, reduce transfer times, and provide more personalized services.

    For example, when a customer calls to complain about a problem that requires technical expertise, the call can be routed directly to technical support agents instead of going through the general queue. Also, companies can use intelligent call routing to prioritize customers based on their status, ensuring that enterprise clients get immediate attention.

    An efficient agent desktop

    Fifth, a productive agent desktop that minimizes unnecessary steps and manual tasks is a must-have for high-performing contact centers. This is mainly because agents are the ones interacting directly with customers, and their performance can determine the success of a business. An efficient desktop ensures that agents have access to vital tools and information in order to be able to handle conversations confidently.

    In addition, post-call automation features, such as logging, wrap-up codes, and more, improve the overall performance of the agents, reducing fatigue in the process. By eliminating extra steps and saving time on mundane tasks, an efficient agent desktop reduces the scope for human error, enhancing customer experiences.

    Real-time analytics and reporting

    Sixth, organizations should look for a contact center with real-time analytics so that managers can monitor and measure performance accurately. Real-time reporting and dashboards enable managers to know what is happening at any given moment, including the status of interactions, customer satisfaction, and other crucial metrics. Instead of relying on monthly or quarterly reports, managers can make timely decisions based on actual figures and gain actionable insights into how their contact center operates.

    Moreover, having key performance indicators (KPIs) set up within the dashboard makes it easy to identify when certain thresholds are breached, thus enabling the managers to make adjustments in a timely manner before the situation escalates.

    Workforce management

    Eighth, a high-performing contact center should have workforce management solutions that help managers plan, track, and forecast contact center activities. The workforce management (WFM) tool enables organizations to determine the appropriate number of agents based on projected volume across channels and time. Contact centers use this information to create efficient schedules that facilitate better customer support while at the same time avoiding overstaffing.

    Having accurate forecasts also helps managers balance workload distribution, avoid agent fatigue, and ensure consistent customer experiences, thus enhancing agent retention in the long run.

    There is a lot that goes into a high-performing contact center, and the building blocks discussed above play a crucial role in determining its performance. From the discussion, it is clear that there is no single contact center software that solves all problems. On the contrary, a combination of omnichannel communications, CRM integration, intelligent call routing, secure infrastructure, efficient agent tools, analytics, quality assurance features, workforce management, conversational AI, and cloud infrastructure will take a company far in its endeavors to deliver superior customer experiences.
